A reputation management strategy for disputed reviews

A reputation management strategy for disputed reviews separates evidence, replies and support, then applies release gates before publication.

What to take away

  • Split one disputed review into separate records before choosing a channel, then match each record to a single destination.
  • Give every record a source, status, owner and permitted destination, so an unverified claim cannot quietly become a fact.
  • Name the platforms in scope, including Google Business Profile and Trustpilot, and record what each can export.
  • Keep advertising, testimonials and service messages in separate workflows from the review reply.
  • Log release gates as independent pass, fail or unresolved decisions with reviewer, date and expiry.

This reputation management strategy treats a disputed review as a case to investigate, not a prompt for an automatic public response.

Define the objective before the channel

The fictional repairs marketplace holds four concerns, and they create different work. It wants the appointment record accurate, the reviewer properly investigated, the named engineer treated fairly, and customers to see a truthful reply. "Improve reputation" settles none of them.

Write an objective that can be tested without requiring a favourable result. One version: every eligible review reaches the authorised owner with its source intact, factual challenges carry a recorded status, and correction decisions reach every controlled copy. The plan must allow the original criticism to stand.

The Digital Markets, Competition and Consumers Act 2024 prohibits specified fake-review practices. Apply the Competition and Markets Authority's guidance on fake reviews and other banned practices when deciding what to publish, retain or escalate; do not create, commission or present reviews in a misleading way. Local authority trading standards services in England handle much front-line consumer enforcement, and a reputation planning template keeps those checks on one record.

Split the case into separate records

One review can hold six records. Each needs a source, a status, an owner and a destination.

Keep the reviewer account and the booking evidence as separate objects. Handle personal data and rights requests under the UK GDPR and Data Protection Act 2018; the Information Commissioner's Office (ICO) is the UK's data protection regulator. An investigation should not overwrite the public submission. Nothing marked unverified becomes a fact in a dashboard without a recorded decision.

Google Business Profile issues an official review link and short URL through its help page, so intake can be routed rather than retyped. To dispute a review, use Google's Reviews Management Tool to report it on a relevant policy ground, check its status and, if eligible, appeal once. A negative rating or disagreement alone is not grounds for removal. Trustpilot business users can flag a review through their business account, identify the relevant rule and provide supporting information; Trustpilot assesses the report against its content guidelines. Keep the report and outcome with the case record.

Choose the channel by job

Each channel does one job. A public reply acknowledges an issue without exposing booking details. A private support route gathers what the investigation needs. A correction notice fixes inaccurate material the organisation controls. A service message updates the person on their case.

Promotional email and targeted advertising are separate jobs with separate rules. Adding an offer to a complaint update can reclassify a service message as direct marketing. A past review does not authorise a marketing message. If a review or testimonial is used in advertising, check it against the Advertising Standards Authority (ASA) and the CAP Code, including its rules on testimonials and misleading claims.

Record audience, purpose, information disclosed, approval owner, correction route, monitoring window and withdrawal method for every decision. For the correction route, consider service-provider duties under the Equality Act 2010 and use WCAG 2.2 as a technical accessibility benchmark; it is a benchmark, not a substitute for the legal duty. Reach and speed never offset a failed legal or accessibility check. Those fields make a channel strategy for one case comparable across options.

Example: one completed gate record

Take the fictional one-star review about a missed appointment.

One completed gate record

  • Privacy gatepass. Evidence ID PR-014; reviewer identity checked; expiry 12 July 2027.
  • Consumer gateunresolved. The draft reply claims a rescheduled visit, but no booking evidence is attached.
  • Security gatepass. Two named roles hold access; logs kept for 90 days.
  • Accessibility gatefail. The correction form needs a phone alternative.

Two gates pass, one is unresolved and one fails. A single "approved" flag would hide that, so only the correction route proceeds.

Set thresholds before the trial

Fix the measures before observing anything. Suggested starting thresholds, pending reviewer sign-off:

  • 95 per cent of eligible reviews reach the authorised owner within two working days.
  • 98 per cent of cases keep source evidence intact.
  • Zero unauthorised public releases.
  • Zero unresolved accessibility defects on the correction route.

Do not read a shift in star rating, search position or sentiment as an effect of the workflow. Other events move those numbers. Monitoring implementation and judging impact are different questions.

Compare operating routes against seven checks

Four operating routes exist. They are choices, not a ranking.

  1. Current routeshared inbox plus a case log.
  2. Buyer-built workflowa case-management system such as Zendesk, with structured states and a scheduled export.
  3. Hosted productreview intake and monitoring through a specialist review-management product.
  4. Managed service: defined triage performed by an agency.

Trustpilot runs one of the largest consumer review platforms, and its background shows why listing placement is not evidence quality. Screen each route against seven checks: preserved source evidence, blocked unauthorised edits, disputed fields kept apart from verified ones, restricted access, corrections carried through, suppression respected, and an intelligible audit export.

The four provider gates screen should check channel coverage, evidence and audit controls, privacy and permissions, and integrations, exports and accessibility. Products to assess include Birdeye, Podium, Reputation, Yext, REVIEWS.io and Feefo. Compare documented features against the seven checks above, verify availability and integrations for your own platforms, and treat no provider's dashboard as proof that a disputed claim is true.

Common questions

Which tool should handle review intake first?

Start where the disputed review sits, because that is where the public reply belongs. For a policy breach, report it through Google Business Profile's Reviews Management Tool or Trustpilot's business account, and record the reason and outcome in the case log. A case-management tool such as Zendesk can hold the investigation separately from the platform dashboard; use Google Business Profile's official review link for new invitations.

What thresholds suit a first trial?

Set them before you observe anything. Treat 95 per cent routing within two working days and 98 per cent evidence retention as starting points, with final numbers signed off by named reviewers.

How should a reviewer's rights request be handled?

Route rectification, restriction and objection requests under the UK GDPR and Data Protection Act 2018 to a named data-protection owner with legal support, not to a social media manager. The ICO is the regulator; a rights request is a separate process from the public reply.

What changes for 2027?

Do not treat 2027 as a change date by itself. Continue to apply the Digital Markets, Competition and Consumers Act 2024 provisions on fake reviews and the current Competition and Markets Authority guidance, and check Google Business Profile and Trustpilot policies when reviewing the workflow. Re-verify identities, refresh gate expiry dates and re-run the measures against the same case pack.
