Operations
Part of Reputation management operations: from source record to publication
Reputation management operating workflow in software
Map the reputation management operating workflow into case software, with named states, source checks, access controls and an audit trail.
Run each item through named states rather than passing it through an informal inbox. A usable reputation management operating workflow preserves the source, makes uncertainty visible, prevents unsupported publication and keeps later corrections attached to the original decision.
Map the states to reputation-management software
Use a case-management record as the system of record: make the six states above explicit statuses, keep CLOSED as a retention outcome, and log changes, approvals and the published response. Require role-based access for RESTRICTED cases and an audit trail linking each response to the captured source.
Review-management products such as Reputation, Birdeye and Yext can be assessed for this workflow. Google Business Profile and Trustpilot are examples of review sources to check. Before relying on an integration, verify that the selected product captures the original review and its URL, supports the required case statuses and permissions, and records whether the reply actually appeared on the platform. Do not treat an alert or an integration's status as proof of publication.
What to take away
- A case moves through six named statesNEW, RESTRICTED, CHECKING, DRAFTED, CLEARED and POSTED. CLOSED is the retention state.
- Keep the captured item unchanged and treat an alert snippet as a pointer, not the source record.
- Record each checkable assertion as CORROBORATED, CONTRADICTED or NOT ESTABLISHED rather than using an undefined confidence score.
- Approval does not mean the platform will publish the reply or that the underlying complaint is settled.
- Reopen a closed case when the source changes, new evidence arrives or the public response needs correction.
NEW: open one case
Create a case ID when an eligible review or public comment enters the agreed source list. Record its URL, visible wording, rating if any, apparent date, capture time and operator. Keep the captured item unchanged. An alert snippet is a pointer, not the source record.
Opening a case record
- Create case ID on eligible item
- Record URL, wording, rating, date
- Capture time and operator
- Keep captured item unchanged
- Mark routereview, complaint, threat
- Do not force ambiguous items
Mark the route as review, complaint, advertising candidate, employment issue, threat or UNKNOWN. Do not force an ambiguous item into the review queue. The CMA's Online reviews: guidance for businesses and review platforms distinguishes a review intended for publication from a complaint and says site operators should explain that difference to users.
RESTRICTED: contain sensitive material
Move the file to restricted handling if it includes personal information, an allegation of wrongdoing, safety concerns or access credentials. Record who may see it and why. Do not copy the full text into chat, email or a general task board merely for convenience.
Restricted handling decision
Does the file contain personal data, allegations, safety concerns or credentials?
Move to restricted handling and record who may see it
Keep in standard case handling
The applicable framework includes the UK GDPR and the Data Protection Act 2018. In its Guide to the UK GDPR, the ICO's 'Principle (c): Data minimisation' guidance describes adequacy, relevance and necessity. The case owner should therefore ask a qualified reviewer which details the restricted file needs, instead of copying the public item into every workspace.
CHECKING: test each factual point
Split the item into material assertions and opinions. For every checkable assertion, add an authorised record, its owner, date, relevant content and limitation. Use CORROBORATED, CONTRADICTED or NOT ESTABLISHED; do not substitute a confidence score with no definition.
The ICO's Guide to the UK GDPR, 'Principle (d): Accuracy', discusses recording source and status and considering challenges to personal data. That guidance neither determines the truth of a review nor permits public disclosure from internal records.
DRAFTED: answer only what cleared evidence supports
Prepare a response sheet with one row per proposed claim. Link each row to evidence and identify privacy, consumer, advertising, employment and IP questions. Give the reader a private route where case details should not be discussed publicly. Leave contested points out unless qualified counsel approves the wording.
If staff ask a customer to post or change a review, stop the case for consumer-law review. The CMA's Online reviews: guidance for businesses and review platforms rejects fake reviews, commissioned fakes and inducements for positive reviews. The Digital Markets, Competition and Consumers Act 2024 is the statutory framework for unfair commercial practices relevant to fake reviews; its application belongs with the named reviewer.
CLEARED: obtain separate authority
The factual owner confirms the record used. The response editor signs off the copy. Required specialists decide their own gates; the operational lead cannot trade one approval against another. Capture the approved version, destination account, expiry and conditions.
A FAIL means a required gate is not met; the case returns to DRAFTED with reasons. UNRESOLVED, meaning no decision has yet been made, moves to PAUSED, the holding state for a case that cannot yet proceed.
POSTED: verify the destination
The authorised publisher submits the exact cleared copy. A second check records the live URL, visible text and publication time, or the platform error. Wrong-account access, altered text or missing publication becomes an incident.
CLOSED: retain the disposition
Close with a defined outcome such as public response, private acknowledgement, referral, no response, correction or removal request. Store the reason, evidence set, decisions and retention instruction. Link any complaint record without merging the two histories.
Worked example (illustrative): A one-star review of a service arrives. NEW opens a case ID, captures the review unchanged and marks the route as review. RESTRICTED applies because the text names an employee.
CHECKING splits the claims: the order date is CORROBORATED from the order record, the stated delivery time is CONTRADICTED by the courier log, and the alleged rudeness is NOT ESTABLISHED. DRAFTED prepares a short reply that concedes the late delivery and avoids the contested allegation.
CLEARED obtains factual owner and response editor sign-off. POSTED records the live reply URL and time. CLOSED stores the outcome as public response with a review date.
Reopen if the source changes, new evidence arrives, the reviewer challenges accuracy or the public response needs correction. The new entry points back to the former version. It must not overwrite it.
Before use, test the transitions with authorised fictional fixtures and appoint the people who can pause, publish, correct and recover the service. Record the named author, fact checker and specialist UK reviewer in the publication log.
Before you act
- Create a case ID when an eligible item enters the source list.
- Move sensitive material to restricted handling and record who may see it.
- Test each factual point and record its status and limitation.
- Link every proposed claim in the response sheet to evidence.
- Obtain separate authority from the factual owner and response editor.
- Verify the live URL, visible text and publication time after posting.
Common questions
What should happen when an item is ambiguous and does not clearly fit the review queue?
Do not force an ambiguous item into the review queue. Mark the route as review, complaint, advertising candidate, employment issue, threat or UNKNOWN. See NEW for the CMA distinction between a review intended for publication and a complaint.
How should a case owner handle personal information or an allegation of wrongdoing?
Move the file to restricted handling and record who may see it and why. Do not copy the full text into chat, email or a general task board merely for convenience. See RESTRICTED for the ICO data minimisation point and the reviewer question.
What happens after a case is cleared and posted?
The authorised publisher submits the exact cleared copy. A second check records the live URL, visible text and publication time, or the platform error. Wrong-account access, altered text or missing publication becomes an incident. Close with a defined outcome and store the reason, evidence set and retention instruction.
